Three-Step Decision Framework

Before beginning any mapping effort (regardless of the type), 3 decisions must be made:

1. Current (as-is) vs. future (to-be)

This decision involves the actions and states depicted in the visualization: do they reflect the current state of the world or a desired state of the world?

  • Current mappings are based on an actual “today” state of what you are mapping. This approach is ideal when the mapping goal is to identify and document existing problems and pain points. Use current state maps to help analyze research or align a team around a data validated problem.
  •  Future mappings are based on an “ideal” state for a user type, experience, or a to-be service structure. Future state maps help reinvent and conceive how a user or experience would feel in the future. Use future state maps to set a benchmark or goal for the ideal form of your product or service.

2. Hypothesis vs. research

This decision depends on the type of input that you will use to build your mapping. 

  • Hypothesis mappings are based on an accumulation of existing understanding within a team or organization. This approach is a great way to merge multiple existing team views, create a research plan (based on the gaps that emerge from your hypothesis map), and make a first step towards a higher-fidelity, research-based map. 
  • Research mapping is based on data gathered specifically for building the map. This approach is best when there are time and resources dedicated to creating a research plan. While this method creates the best maps, it takes time and significant buy-in. Regardless of where you start, your maps should be iterative and constantly updated with new findings. 

3. Low-fidelity vs. high-fidelity

This decision pertains to the quality of the final map visualization.

  • Low-fidelity maps are unpolished and often created with sticky notes in a flexible, unrefined manner. These maps are best in an early part of the process. Low fidelity means little commitment or creation effort and empowers people to collaborate, revise, and update as needed. Use sticky notes (physically on the wall or digitally with tools like Mural.co) or collaborative excel sheets.
  • High-fidelity maps are polished, created digitally, and look final. High fidelity maps are the best for creating an artifact that is going to be shared amongst many. High fidelity can be easier to read, but less flexible because of the “finished” nature of the product. These maps are often created digitally, then dispersed.

Experience Mapping

Experience maps generalize the concept of customer-journey maps across user types and products.

Definition: An experience map is a visualization of an entire end-to-end experience that a “generic” person goes through in order to accomplish a goal. This experience is agnostic of a specific business or product. It’s used for understanding a general human behavior (as opposed to a customer journey map, which is more specific and focused on related to a specific business).

Characteristics:

  • It is not tied to a specific product or service.
  • It is split into 4 swim lanes: phases, actions, thoughts, mindsets/emotions.
  • It offers a general human perspective; it is not a specific to a particular user type or product/service.
  • It depicts events in chronological order.

Why use it:

  • To understand a general human behavior
  • To create a baseline understanding of an experience that is product/service agnostic

When to use it:

  • Before a customer journey map in order to gain understanding for a general human behavior
  • When converging multiple experiences (tool and specific user agnostic) into one visualization

Как составить карту эмпатии

Пре-реквизиты: знание своей аудитории (если есть рабочие персонажи – так вообще идеально). Если продукт уже создан и используется – доступ к реальным отзывам, соцсетям пользователей, форумам по теме, результатам опросов и проч.

Есть мнение, что лучше всего взять конкретного человека, активно пользующегося соцсетями, чтобы использовать его страницу как источник информации. Я так не делаю, считаю, что это все-таки слишком сужает результат. Возможно, это имеет смысл при продаже Феррари, но для массовых сервисов – вряд ли.

Заполнять поля карты удобно на флипчарте или на большой доске со стикерами, если вы делаете это вместе с командой (что, конечно же, желательно) или просто на листе бумаге или в ворде – если в одиночку.

Шаг 1. “Очеловечиваем” карту – в центре клеим фото или рисуем скетч, указываем имя и основные характеристики. Если вы уже используете метод персон – просто имени и фото будет достаточно, как правило, в команде своих персонажей хорошо знают. Если фото под рукой нет или в рисовании вы не сильны – можно просто пририсовать человечку в середине какие-то эмоции, сделать ему прическу и т.д.

Шаг 2. Заполняем блок Цель (серая зона сверху), а именно – описываем, кто он такой, этот человек, к мыслям и страстям которого мы хотим сейчас “присоединиться”, и что мы хотим, чтобы он сделал (купил продукт, порекомендовал его друзьям, возвращался каждые 5 дней и т.д.). Шаг применим только для расширенного шаблона, для оригинального – пропускаем его.

Шаг 3. Последовательно заполняем следующие блоки:

  • Что он видит? — что окружает этого человека? В какой среде и с какими ценностями он живет? Кто для него авторитеты? И т.д.
  • Что он говорит? — идеально, если к этому моменту есть результаты интервью, тогда сюда можно вставить конкретные цитаты. Если цитат нет – пытаемся представить, что бы это человек мог сказать, основываясь на той информации, которую мы о нем знаем. Под “говорит” подразумеваются декларируемые мысли, то есть то, что вполне можно сказать вслух, жене или коллеге по работе.
  • Что он делает? — есть поговорка, мол, слова неважны, важны только поступки. Вот тут и указываем конкретные поступки человека, которые он делал в прошлом, делает в настоящем и, возможно, будет делать в будущем.
  • Что он слышит? — какие мнения и мысли ему транслирует его окружение? Что по теме продукта от слышит от семьи, друзей и коллег?

Обратите внимание, что в зависимости от шаблона, некоторые из этих пунктов могут быть объединены в один. Шаг 4

Заполняем блок Что он думает и чувствует? — что его беспокоит? А что радует? Какие мысли ему приходят в голову тогда, когда он использует продукт? Шаг 5. Самое интересное – еще раз просматриваем все, что написали до этого, и заполняем блоки Боли (проблемы пользователя, то, что отравляет ему жизнь) и  Выгоды/Ценности (в чем заключаются “хотелки” пользователя, о чем он мечтает, что может решить его проблемы). Вот тут-то и начинают выявляться ранее скрытые от вас вещи.

Вот и все, карта эмпатии построена, а вы теперь намного лучше понимаете глубинные цели и мотивы вашей аудитории.

Step 1: Define the key question

Sit down with your team and identify one or two key questions you’d like to solve for right now. While everyone will likely have a different agenda, your goal should be to get everyone to vote on the areas in which they feel most strongly. These might not be obvious. In fact, they should be the murkiest (and thus carry the most risk for blowing up your budget or timeline).

For example, “What are the three things a user between the age of 50-65 would want to do—with one hand—on our mobile banking app while they’re standing in line at a coffee shop?”

A real-life scenario might look something like this:

A user aged 55 with arthritis wants to shop our eCommerce store using their thumb and checkout for payment while standing in line for coffee.

Note: Stating the context in which this experience will occur is actually a subtle detail that has big implications. A coffee line is filled with distractions and people jostling, but it’s often where most of us fit in our small tasks throughout the day like shopping or banking

Having a solid question with parameters will help you focus and ensure buy-in from everyone on the team.

Pro Tip: If you have a stakeholder with strong opinions and biases, be sure to get their buy-in at this stage for what the one crucial question needs to be. Come to this conversation with any analytics data you can find as well which will instantly build your credibility such as shopping cart abandonment on mobile by age. If done right, they will feel engaged in the process and getting this one crucial step correct ensures everything else flows efficiently (and prevents you from having to redo the user interviews because they don’t trust your work).

Та же самая связь развивается и у людей, любящих друг друга. Муж и жена — это единый организм, если рассматривать его с точки зрения энергетики.

У вас ни разу не было такого, что любимый человек, родители или лучший друг звонили вам и говорили, что у них какие-то проблемы, а вы до этого звонка чувствовали, что что-то не так. Большинство сильных экстрасенсов владеют эмпатией в совершенстве. Они умеют чувствовать энергетику вещей и фотографий.

Иногда это приносит даже проблемы. Когда вы чересчур чувствительны, есть риск того, что настроение будет постоянно меняться. Интуиция и эмпатия имеют много общего. Наш мозг почти идентичным образом воспринимает и то, и другое, поэтому нужно развивать интеллект и учиться прислушиваться к внутреннему голосу.

Анализируйте свои сны. Сны могут многое рассказать о нашем внутреннем мире и о том, что твориться за его пределами в том самом невидимом энергетическом диапазоне.

Эмпатия научит вас видеть мир в других красках, но с любым даром приходят новые проблемы, поэтому вам придется научиться уживаться с чувством грусти, которое могут испытывать окружающие люди, ведь они ненарочно будут делиться с вами своими бедами. Читать радость будет приятнее всего. Видеть своих близких счастливыми — вот истинное счастье.

Empathy Map Format

A common UX empathy map is divided into four quadrants, outlining notes on four different aspects of the user’s internal experience. The quadrants can vary based on needs and preferences, but almost always contain:

Thoughts — Quotes of what the user is thinking, i.e., “I wonder if there’s an example?” or “I hope this doesn’t take long.”

Feelings — The user’s emotional state, i.e. “is confused by the navigation and blames themselves.”

Actions — The user’s behaviors, whether in general or in response to a specific instigator, i.e., “returns to the home page every time they don’t know where to go.”

Some common variants include:

Sights — Where the user’s eyes go, i.e., “loves the colorful mascot.”

Quotes — Things the user says, similar to thoughts. Can be pulled word-for-word from user interviews, or based on existing knowledge.

Influences — What the user has heard from third parties that might influence how they act, i.e., “They say this is easier to use than Photoshop.”

In addition, at the bottom in some empty space, it’s always a good idea to include:

Problems (“Pains”) — Any obstacles worth considering, i.e., an unfamiliarity with technology, or a short attention span.

Goals (“Gains”) — What the user hopes to accomplish, i.e., complete the task within 5 minutes.  

Alternatively, you can summarize the above two areas by filling in the simple statement, “The user needs a way to ________________ because ________________.” Pay attention to the second blank, since user motivation is the real raw material for feature ideas.

Last, you may want to leave a space for general notes, such as the type of device the user is accessing your product from.

Optionally, it may help to include a picture of the user to make the document feel more real.

Все, что доступно и не доступно человеческому взору, находится в постоянном движении. Частота движения настолько велика, что глаз не может его определить, как не может видеть энергию, ауру и другие ментальные тела. У каждого существа, растения или предмета есть своя энергетика.

What is an empathy map?

An empathy map is a visualization tool used to articulate what a product team knows about a user. This tool helps product teams build a broader understanding of the “why” aspect behind user needs and wants. This tool forces product teams to practice empathic design, which shifts the focus from the product they want to build to the people who will use this product. As a team identifies what they know about the user and places this information on a chart, they gain a more holistic view of the user’s world and his or her problems, or opportunity space.

An empathy map describes what the user says, thinks, does, and feels.

Empathy maps vary in shapes and sizes. A
typical empathy map
includes four quadrants:

  • Say – What the user says about the product. Ideally, this section contains real quotes from users recorded during interviews or user testing sessions.
  • Think – What is the user thinking about when interacting with a product? What occupies the user’s thoughts? What matters to the user?
  • Feel – This section contains information about the user’s emotional state. What worries the user? What does the user get excited about? How does the user feel about the experience?
  • Do – What actions does the user take? What actions and behaviors did you notice?

While the empathy map described above is useful during initial analysis, it’s a bit too generic for brainstorming sessions focused on user experience design. In an attempt to make empathy maps more specific to UX design, Paul Boag proposed a format that is much more useful for product design. The map contains a different set of categories:

  • Feelings – How is the user feeling about the experience? What matters to him or her?
  • Tasks – What tasks are users trying to complete?
  • Influences – What people, things, or places influence how the user acts?
  • Pain points – What pain points might the user be experiencing that they hope to overcome? What are their fears, frustrations, and anxieties?
  • Goals – What is the user’s ultimate goal? What are they trying to achieve?

What is an empathy map?

An empathy map is a tool to get to know the target audience (hint: it isn’t you) in order to align the business strategy and value proposition with the customer’s wants, needs, goals, and feelings.

Simply, empathy maps get stakeholders thinking about the users they want to serve and not about the product they want to build.

The canvas shows all of the user-minded attributes on a canvas like the one below:

Then, through collaboration, sticky notes, and research, questions like these are answered to complete the canvas:

What is the customer thinking and feeling?

  • What is the customer concerned about or afraid of?
  • Is the customer satisfied? Why or why not?
  • What are the customer’s priorities?
  • What are the customer’s dreams and aspirations?
  • What causes an emotional reaction for the customer?

What is the customer hearing?

  • What or who influences the customer?
  • Is your customer easy to influence?
  • Where does the customer get their information?
  • What information channel does your customer use the most?

What is the customer seeing?

  • Does your customer spend more time in the public or in private?
  • What does your customer’s environment look like?
  • How does the customer interact with their environment?

What is the customer saying and doing?

  • How does the customer portray themselves in front of others?
  • What words does the customer use when talking?
  • What information does the customer withhold or leave out when sharing with others?
  • What is the gap between what they say and how they act?

What are the customer’s pains?

  • What obstacles does the customer need to overcome?
  • What frustrations are on the horizon for the customer?
  • Why hasn’t the customer been able to reach their goals?

What does the customer gain?

  • What methods does the customer use to achieve success?
  • How is success measured and what does it look like?
  • What are the short and long term goals of the customer?

Think about designing a website (layout, content, and all). You start with researching and learning about what the website visitors’ goals are, why they’re on your site (even why they’re here instead of a different website), what’s important to them, and what thoughts and feelings are running through their minds when on your site.

Уровни развития состояния

Эмпатия, как психологическое состояние, начинает развиваться еще в детстве, а с течением времени, возрастом и появлением жизненного опыта немного преобразуется.

В зависимости от степени развитости сопереживания человека различают:

  1. Низкий уровень эмпатии, характерный для людей живущих разумом и не понимающих поступков, совершенных под воздействием эмоций. Такие индивиды (чаще всего мужчины) отличаются эмоциональной холодностью, не понимают чувств других людей и не задумываются об их проблемах. Часто личности с низким уровнем эмпатии практически не имеют друзей и испытывают сложности во взаимодействии с коллегами и соседями.
  2. Нормальный или средний уровень эмпатии встречается у 85% людей. Такие индивиды прекрасно понимают чувства посторонних, но не переживают за них, оставляя эмоции только для своих проблем.

    Уровни эмпатии в психологии

  3. Высокий уровень эмпатии характерен для людей, добившихся успеха в коммуникативной сфере или занимающих руководящие должности. Характеризуется высоким уровнем сочувствия к окружающим, умением поддержать и выслушать другого человека. Эмпаты с высоким уровнем легко заводят новых друзей и прекрасно уживаются в коллективе. Такие люди сопереживают душевным проблемам других, но не испытывают при этом психологического дискомфорта и не переносят на себя чужие эмоции.
  4. Повышенный уровень или гиперэмпатия – это болезненное психологическое состояние, при котором человек не только сопереживает, но и полностью переносит на себя проблемы посторонней личности. Проявляется состояние сильной ранимостью, постоянным чувством боли, беспокойством, вызванным совершенно не относящимися к человеку волнениями. Такая патология сильно влияет на психику личности, часто провоцирует появление депрессивного состояния, а при отсутствии необходимо лечения может стать причиной развития психологических заболеваний.

Положительные и отрицательные стороны эмпатии

Эмпатия – это (в психологии такое состояние считается возникшим под воздействием зеркальных нейтронов головного мозга) одно из положительных качеств, позволяющее человеку принимать и сопереживать проблемам и чувствам окружающих, а также постепенно развивать в себе интеллектуальный и творческий потенциал.

К сожалению, как и любое психологическое состояние, чувство сопереживания может иметь как положительные, так и отрицательные стороны:

  • Эмпатия помогает наладить межличностное общение, поскольку сопереживающего человека всегда приятно видеть в кругу своих друзей.
  • Эмпат практически не склонен к обидчивости, поскольку любое оскорбление этот человек пропускает через эмоциональное восприятие, стремясь понять злость и ненависть своего обидчика.
  • Эмпатия способствует более объемному восприятию окружающего мира, а также предупреждает возможное появление скуки.
  • Эмпатия участвует в развитии эмоционального интеллектуального и творческого потенциала.
  • Эмпатия – необходимое качества для любого руководителя, поскольку только возможность сопереживать помогает истинному лидеру найти подход каждому работнику и правильно выстроить деятельность своей команды.
  • Эмпата практически невозможно обмануть. Тонко чувствующий человек легко может распознать лукавство и фальш.
  • Эмпаты хорошо разбираются в собственных чувствах.
  • Эмпату сложнее контролировать собственные чувства.
  • Сопереживающий человек часто не обладает стабильным настроением, поскольку его душевное состояние может колебаться в зависимости от возникших проблем окружающего мира.
  • Способность переживать чужую боль часто превращает эмпата в заложника депрессивного состояния, и даже может спровоцировать появление серьезных психологических расстройств.
  • Эмпату часто присуще чувство одиночества.
  • Склонность к сильной эмпатии способна привести к собственному эмоциональному выгоранию человека, а также причиняет эмоциональные и физические страдания.

Element 1: See

Customers are constantly creating a persona for your brand in their minds based on what their senses perceive regarding your company. Hence, all visual elements linked to your brand need to be consistent in the message they are sending out. Alignment in your web presence, social media profiles and reviews needs to occur for your customers to form a brand personality that is consistent with the one you want to achieve.

Some questions you can use to profile your customer for this element are as follows;

  • What do they see?
  • What does their environment consist of?
  • Who are the other individuals who form a part of the customer’s environment?
  • What kind of product offerings do they see?
  • What kind of issues and challenges do they usually have?

Element 2: Hear

As with the previous element, all audio content connected to your brand needs to be in cohesion. Advertising and promotional content are generally closely monitored by the marketing team of any firm. However, simple yet impactful mediums such as how your customer representatives or internal call routing system also sounds leave major impressions with your customers.

The following questions can clarify what the customer focuses on where the auditory sense is taking into account;

  • What kind of ideas, information and opinions are being shared with your target customer by their friends and family?
  • What kind of things do they hear at work?
  • Who are the people they are most influenced by?
  • What are the mediums and tactics used to influence them?

Element 3: Think and Feel

It is paramount for the owner of a new company to be aware of how customers are responding to the product or service. For a company to capture and keep its customers, they need to be cognizant of who their happy customers are and whether they are willing to act as champions for your product, as well as those who are indifferent or outrightly unhappy about your product. Keeping an eye on and investing in the latter is a prudent strategy because these customers may end up maligning your brand image.

Following are questions to consider for this element;

  • What is their core yet unexpressed priorities?
  • What causes an emotional reaction for them?
  • What are their dreams and goals?
  • What worries keep them up at night?

Element 4: Say and Do

As an entrepreneur, you need to be plugged into the level of convenience you offer customers with your product and service. You also need to keep your ear to the ground, so you know what customers are saying about you, garner improvement areas if any and deliver on these areas.

  • What is their behavior when they are surrounded by people?
  • What, according to them, are their priorities?
  • What is the gap between what they express and their actual actions?
  • Do they act as influencers and opinion leaders for others?

Element 5: Customer Pains

These are the problems and challenges that the customer faces everyday. They refer to unmet needs and desires which cause negative emotions within the customer.

  • What are their main concerns or causes for frustration?
  • What stands between them and reaching for their aspirations?
  • What are the methods they employ to reach their goals?

Element 6: Customer Gains

These are elements that add to the customer’s quality of life. They may not result from an expressed need, but they make the customer’s life easier and more convenient through their existence.

  • What are their expressed goals and needs?
  • What is their metric for measuring success?
  • What are the methods they employ to achieve success?

Extreme Characters in Empathy Maps

When looking for an innovative and completely fresh business model, it may be fruitful to invest in research into extreme users of your products and services. Extreme users are people who do not fit into your regular customer segment. They are on the periphery but observing their usage of your product or service opens up the possibility of a whole new market for you.

These users are heavily invested in your products, or they use your home customized versions of your customers. Hence, if you as a company are seeking to solve customer pains such as sweaty feet or blisters, a good customer segment to connect with could be people who have to wear uncomfortable shoes on a regular basis like dominatrices.

Talking to such extreme users could open you up to game-changing breakthroughs that previously hadn’t occurred to you. And because these consumers represent an untapped market they will be more forthcoming with their feedback and recommendations because they are heavily invested in your product.

Цель. Выбрать идеи для создания прототипов.

Задача. Представить идеи, созданные на этапе генерации, специалистам и экспертам команды, а также всем тем, кто будет участвовать в их реализации. В режиме групповой и индивидуальной работы выявить самые сильные идеи.

Ресурсы. От 1,5 часов для одной сессии до нескольких итераций по приоритизации идей всей командой в течение нескольких дней. Команда и все заинтересованные стороны в компании.

Диаграмма Венна

Схема из трех логических множеств, с помощью которой можно отобрать успешные и устойчивые решения. 

Изобразите диаграмму Венна на листе флипчарта или доске. Сгенерированные ранее идеи запишите на стикерах. Определите ряд решений, которые относятся к пользе для человека. Затем приступайте к тому, что возможно осуществить технически и что будет финансово выгодно. Перенесите стикеры с идеями в те области диаграммы Венна, которым они соответствуют в большей степени. Выявите идеи, которые максимально соответствую всем обозначенным параметрам; идеи должны находиться в центральной части диаграммы Венна на пересечении трех множеств.

Ресурсы. 2-5 человек. 30-45 минут. Флипчарт или доска, маркер, стикеры. 

Product Evolution Canvas

Расположение идей в формате хронологического развития продукта (эволюционных волн): MVP, ключевой продукт, полномасштабное решение. Позволяет выбрать самые жизнеспособные решения.

Нарисуйте на доске канвас. 

Расположите на канвасе стикеры с идеями в соответствии с этапом развития продукта. К этапу MVP (Minimum Viable Product — минимально-жизнеспособный продукт) относятся идеи, которые помогут быстро проверить жизнеспособность продукта. На второй волне расположите стикеры с идеями, которыми должен обладать ключевой продукт. Третья волна — видение будущего продукта, к которому в итоге должны прийти. Наличие ресурсов — это основной критерий для распределения идей по волнам: человеческие ресурсы (наличие людей в команде, готовых реализовывать идею), финансовые (есть ли деньги на создание здесь и сейчас), временные (сколько времени потребуется на разработку).

Повесьте канвас на стену и регулярно дорабатывайте его.
